3 CALLS. 1 DELIVERY. A PROBLEM NOBODY SAW.

A logistics company thought customer experience was under control.

Deliveries were moving. The contact center was handling calls. QA was reviewing interactions; the reports looked healthy.

Then one customer called about a delivery.

She had been waiting longer than expected. An agent checked the status and handled the call properly.

She called again the next day.

Then a third time.

What changed the MD’s view was what she said.

This same experience, she explained, was the reason she had used another logistics company the last time.

Now the problem was bigger than one delayed package.

The MD had to ask: “If customers were leaving because of experiences like this, why wasn’t QA showing it?”

Interactions were examined to understand where customers were getting stuck, why they were contacting support repeatedly and whether the same issues were appearing across different conversations.

The findings exposed problems that were easy to miss.

Some customers were receiving different information depending on who handled the interaction. Some escalations were not followed through clearly. Some agents were working around information and process gaps that made resolution harder than it needed to be.

And then came another concern: not every unhappy customer complained.

Some simply stopped using the service.

That should change how logistics companies think about QA.

A scorecard can tell you whether an agent followed the process. It does not always tell you whether that process is creating a poor experience.

That is where Agentic QA becomes useful. It evaluates every inbound call, outbound call and email, helping identify patterns, risks and root causes rather than relying only on a sample. Those findings can then feed corrective action and ongoing measurement.

For the company, 

QA became more than scoring agents. It became a way to understand what customers were experiencing, what was driving repeat contact and where the operation needed to change.

Sometimes, one customer conversation is enough to make you question everything.
